The work problem
According to a Wayfair customer story published by OpenAI on September 25, 2026, Wayfair works with tens of thousands of suppliers each month, and associates used to review each incoming supplier support ticket manually, identify what the supplier needed and route the issue to the appropriate team. Supplier support covers hundreds of different issue types, so no single associate could have deep expertise in every one of them, and the process was time-consuming and error-prone.
Technology and data
Wayfair connected OpenAI models to Wilma, its custom supplier support platform, so that it reads incoming requests, identifies what the supplier needs, brings in context from Wayfair's databases, follows up with the supplier when needed and routes the ticket to the right team. The existing OpenAI API integration helped the team move from idea to production in under one month. For the Replacement Parts Operations team, AI reviews past records, assesses complex cases and suggests next steps and draft responses for associates to review. Wayfair measures how often AI recommendations match the associate's final decision, and only workflows that consistently reach a predetermined threshold move from an assistive mode to a semi-autonomous mode.
Results
According to the story, Wayfair automated work across 41,000 supplier support tickets a month with OpenAI models, with automation reaching up to 70% of tickets in some workflows. The company said this freed up team capacity by reducing manual work in catalog management and supplier support.
Limits and open questions
The story does not disclose changes in ticket handling time or error rates, or how many workflows moved to the semi-autonomous mode.
